In 2012, the travel website Expedia had a top issue for customers who needed help: they wanted a copy of their itinerary. 20 million calls were made for that purpose, and the company spent $100 million on support costs for that one issue. The company eliminated the issue by 2017 by implementing solutions for the top drivers of customer calls.

Upstream solutions aim to prevent problems from occurring in the first place. These are often tackled at the top level, with executives deciding what needs to be done. Unfortunately, this type of thinking rarely ever integrates with the rest of the company, and problems are simply swept under the rug.
